Face to face, you cannot hang up. The person is one metre away, raising their voice in front of other waiting customers, leaning on the counter and expecting an immediate answer. The employee feels the tension rising in their own body, searches for the right words and sometimes ends up conceding on a rule they should have upheld.
One and a half days to work on what is specific to physical presence: distance, posture and eye contact, de-escalation in front of an audience, a refusal that is stated and held, calling on a colleague for support, then returning to calm. Role-play exercises are filmed and analysed.
