In telephone support, everything depends on what the user describes. The vocabulary is approximate, steps already attempted go unmentioned, and the caller grows impatient while the queue builds up. Incidents are sometimes closed without the problem being solved, generating a fresh call the next day.
Two days to structure the way calls are handled: qualify the issue through methodical questioning, guide the user step by step in plain language, manage the pressure of call volume and close cleanly with proper traceability. Practice is based on reconstructed calls drawn from real cases.
