Description

Remote Support: Qualifying the Incident, Guiding the User and Closing the Case

Diagnose and resolve issues remotely without seeing the caller's screen or equipment

  • 2 days — 14 h
  • In-person or virtual
  • Foundation
  • Up to 6 participants

In telephone support, everything depends on what the user describes. The vocabulary is approximate, steps already attempted go unmentioned, and the caller grows impatient while the queue builds up. Incidents are sometimes closed without the problem being solved, generating a fresh call the next day.

Two days to structure the way calls are handled: qualify the issue through methodical questioning, guide the user step by step in plain language, manage the pressure of call volume and close cleanly with proper traceability. Practice is based on reconstructed calls drawn from real cases.

Learning objectives

  • Conduct a qualification interview that isolates the probable cause of the incident
  • Guide a user step by step through a procedure without seeing their screen
  • Adapt your vocabulary to the technical level of the person you are speaking with
  • Manage an impatient caller while maintaining a rigorous diagnostic approach
  • Decide when to escalate and hand over a usable case file
  • Close an incident by confirming resolution with the user

What makes this programme different

Practice calls are conducted without visual contact to reproduce real working conditions
Incident reports written during the session are reviewed by the group
Escalation decision criteria are formalised during the programme
