Verbal aggression is now part of daily working life in many front-line and service roles. Insults, threats and sustained pressure leave their mark: losing your footing in the moment, apprehension before a shift, gradual erosion of resilience. Responses picked up on the job sometimes work and just as often make matters worse.

Two days to acquire reliable reference points: understand how tension escalates, de-escalate using techniques that are practised and repeated, set a firm boundary, and recover after an incident. Practical rehearsal takes up the greater part of the programme.

1Understanding How Tension Escalates

Read the situation before reacting

  • Distinguish between incivility, aggression and violence
  • Identify triggers linked to waiting time and a sense of unfairness
  • Spot early warning signals in the other person
  • Observe your own reactions under pressure

2De-escalating Through Words and Attitude

Lower the temperature without conceding on substance

  • Acknowledge the emotion before addressing the request
  • Use a pace and volume of voice that calm the exchange
  • Rephrase without endorsing what has been said
  • Offer a concrete and immediate way forward
  • Avoid wording that reignites tension

3Setting a Boundary and Protecting Yourself

Closing an exchange that has become unacceptable

  • Name the behaviour without judging the person
  • State the consequence and apply it
  • End a call or a meeting in line with the procedure
  • Move to safety in a face-to-face reception setting
  • Alert a colleague or a line manager

4Recovering and Reporting

Do not carry the incident into the next interaction

  • Use immediate recovery techniques
  • Debrief with a colleague or a line manager
  • Write a factual incident report
  • Recognise the signs of burnout in yourself
  • Approach the next interaction in the right frame of mind

Before the programme
Online positioning questionnaire. Your development objectives are shared with the trainer, who tailors the practical case studies to your context.
Teaching methods
Theoretical input, workshops and practical case studies. Digital course materials and method sheets provided.
Assessment
Multiple-choice tests and role-play exercises. Assessment of learning at the start and end of the programme, with immediate and 60-day follow-up evaluations.
After the programme
One year of access to the e-learning platform. Self-assessment of the skills acquired and a 30-day follow-up session with your trainer.
