On the telephone, everything travels through the voice. The caller raises their tone, interrupts, repeats the same demand and threatens to post about it online. The adviser has no eye contact and no gesture to calm the situation, cannot end the exchange and picks up another call within the minute. Tense calls follow one after another and fatigue sets in.
Two days designed for professionals already experienced on the telephone: reading escalation signals in the voice, working on pace and silences, setting limits with an abusive caller, holding an unfavourable decision and closing a call that cannot be resolved. Face-to-face situations are covered in a separate programme.
