Description

Difficult Phone Calls: De-escalating, Setting Limits and Closing the Conversation

Staying in control of a tense call when the voice alone can bring the pressure down

  • 2 days — 14 h
  • In-person or virtual
  • Intermediate
  • Up to 6 participants

On the telephone, everything travels through the voice. The caller raises their tone, interrupts, repeats the same demand and threatens to post about it online. The adviser has no eye contact and no gesture to calm the situation, cannot end the exchange and picks up another call within the minute. Tense calls follow one after another and fatigue sets in.

Two days designed for professionals already experienced on the telephone: reading escalation signals in the voice, working on pace and silences, setting limits with an abusive caller, holding an unfavourable decision and closing a call that cannot be resolved. Face-to-face situations are covered in a separate programme.

Learning objectives

  • Identify escalation signals specific to a telephone exchange
  • Use voice, pace and silences to bring the tension down
  • Set limits with an abusive caller without abruptly ending the call
  • Deliver an unfavourable decision and hold the position until the end of the call
  • Close an unresolved call while leaving a clear next step
  • Recover after a demanding call and draw a lesson from it

What makes this programme different

Calls are practised back to back to recreate genuine telephone conditions
Recordings of tense calls are analysed sequence by sequence
Each participant writes and tests a protocol for setting limits and closing a call

Programme

1What makes a call difficult

Reading tension without seeing anything

  • Signs of tension in the voice, the pace and the vocabulary
  • Triggers linked to the customer journey before the call
  • Impact of the script and of waiting time on irritation
  • Distinction between a demanding customer, an angry customer and an abusive caller

2De-escalation techniques

Bringing the tension down before explaining

  • Acknowledging the emotion and confirming receipt of the complaint
  • Control of pace, volume and silences
  • Questioning that brings the exchange back to the facts
  • Reformulation that shows the request has been understood

3Setting a limit and holding a decision

Firmness and courtesy together

  • Setting limits with an abusive caller and warning that the call may be ended
  • Announcing a refusal and responding to threats of negative publicity
  • Resisting repeated demands and requests to speak to a manager
  • Closing a call that cannot be resolved

4Taking call after call without burning out

Protecting your availability

  • Recovering between two tense calls
  • Distinguishing what belongs to the role from what affects the person
  • Handing over and alerting the team leader
  • Collective feedback on the calls that left a mark
